Being da person who answer good when someting go wrong is one of da most valuable skills one small business can own, and it come down almost all da way to da first sentence. Not da refund. Not da explanation. Da first sentence, sent inside one day, in da customer's own words.
Most people running someting on dea own already good at dis in person. Face to face you would nod, repeat back what wen happen, and say what you going do about um. Someting about one screen take away all three. Da message come in, it stay unfair in at least one spot, and da reply forming in your head is one legal defense.
You can write da good sentence instead. You can learn um, it take about ninety seconds, and it's one of da cheapest moves in dis whole category: one accurate line and one kept date decide whether da rest of um is one repair or one argument.
What I actually write in da first sentence?
Say what wen go wrong, in dea words, with no defense attached. Your order wen come nine days late and da box was crushed is one complete first sentence, and it do mo work than any apology paragraph.
Naming da ting plain is not admitting liability and it's not surrender. It's da move dat end da escalation, cause plenty of what look like anger is one person who not sure dey wen get heard yet and stay turning up da volume till dey do. Get one neat piece of neuroscience nearby. When people put one feeling into explicit words, da brain's threat response measurably quiet down. Dat research stay about naming your own feeling instead of somebody naming um for you, so take um as one pointer, not as proof, but it point da right way: precise words do work dat soothing words no can.
Use dea nouns. If dey wen write da color is nothing like da photo, you write da color is nothing like da photo, not you had some concerns about da shade. One translated complaint read like management. One repeated one read like one person.
One caution. No open with sorry all by itself. One bare apology with nothing named in um read like one form letter, and da customer gotta write back just fo find out if you even wen understand da problem. Name da ting first, den apologize inside da same message if one apology owed.
Den stop. No attach however. No attach da reason yet. Da first sentence get one job, and giving um one second job is what make people mo angry.
How fast I gotta answer?
Inside one day, even when da fix going take one week. Speed and resolution is two different products: one quick holding reply take away da fear of getting ignored, and dat fear is what turn one complaint into one public review.
You no need da answer fo reply. I wen read dis properly, here what wen go wrong, and I going get one plan to you by Thursday is one complete and honest message. It cost five minutes and buy you three days.
Da twenty minutes before you write um is da part dat matter. If your heart rate stay up, your sentence going be longer and worse. Do da physical ting first, whatever yours is: one walk around da block, one set of someting heavy, da stairs two times. One body dat wen burn off da adrenaline write one shorter sentence than one body still holding um, and short is exactly what you like here. What go after da first sentence?
One action and one date, in dat order, and den da explanation only if you still need um. Most of da time you no need um, cause da customer wanted da outcome, not da reason.
Da template get four parts and it fit in one message box.
- Acknowledge, in dea words, with no however.
- One action. I sending one replacement. I refunding da shipping. I remaking um at no charge.
- One date. It going out Tuesday. One date somebody keep is worth mo than one promise somebody beat.
- Da explanation, short, last, optional. Two sentences max, and never in one tone dat ask fo get forgiven for having one hard week.
Experimental work on trust repair find dat one apology do its work through two tings at da same time, how trustworthy you look now and how much bad feeling still stay in da room. Dat's why da wording of dose four parts matter mo than da size of da gesture attached to um.
Refunds is da easy answer, not always da right one. One refund end da transaction. One remake, sent on da promised date, end da problem and keep da person.
What I write when da complaint stay public?
Write um for da next reader, not for da angry one. Everybody who see one one-star review is really reading your reply, and what dey checking is whether you stay calm and specific.
Three sentences in public, max. Acknowledge, state da action and da date, offer fo continue by message. No defense, no history of da order, no correcting dea version of what wen happen even when dea version stay wrong.
One public argument you win still cost you da sale of every person reading um. One short, unbothered, factual reply dat look like you wen lose read like one business somebody would risk 40 dollars on.
Reply to da good reviews too, in one line, using da customer's name. It take one minute one week and it mean your review page not one wall of silence with one complaint sitting in da middle of um.
Den take um private and be generous ova dea, where nobody performing. Da most durable finding in customer service research stay deeply unglamorous: what people reward is not delight, it's low effort, meaning da problem wen get solved without dem having fo chase um. Answering fast and doing da ting you wen say is most of da product.
Write your version now, while nobody stay angry
Open one note today and write your own four part template, with your business in um and da two or three tings dat really go wrong in your trade. You no going be able fo compose um on da morning you need um, and dat morning always land on one Saturday.
Keep um plain. Da point of one written line is not one script dat take you out of da conversation. It's fo hold you to da same standard on one bad day dat you hit easy on one good one. Change one word in da moment and it's still yours.
None of dis lower your standards for how people talk to you. You can hold one boundary, refuse one unreasonable demand and still send da calm sentence, and actually da calm sentence is what make da boundary hold, cause get nothing in um fo argue with. Da person who answer good when someting go wrong is da person still trading in ten years. It's one of da few skills in dis whole category you can practice in ninety seconds.
